Pre-defined replies

Users should be able to create predefined replies, and easily apply them to thread comments.

These predefs should probably be stored as a custom post type. When they're selected, they should be inserted wherever the cursor is located within the textarea

Agreed about using a CPT. Doing so would even allow the categorization of them like we do in Zendesk via a taxonomy.

For inserting, there's built-in methods for doing this -- don't reinvent the wheel.

Agreed. Probably best as a separate plugin that plays nicely and closely with SF.
